One front office for every customer interaction
How a leading national mobile operator in the Caribbean, part of a major regional telecom group, gave its care agents and nationwide franchise network a single portal: customer 360°, plans and recharges, SIM swap, prepaid↔postpaid migration and onboarding, all executed across every underlying system from one screen.

01
The Challenges
There was no customer care portal at all. Every customer call meant an agent pivoting between the billing system and network consoles to piece together who the customer even was, and every service action meant touching multiple prepaid systems by hand.
01Issue
No 360° customer view
Device, plans, balances, recharge and SMS history lived in different systems, so agents reconstructed the customer picture call by call.
02Issue
Fragmented agent desktop
Billing for plans, network consoles for services, separate tools for tickets: long calls, long queues, inconsistent answers.
03Issue
SIM swap as a project
Swap or replacement touched every prepaid system in sequence; done by hand it was slow, error-prone and a fraud-control risk.
04Issue
Migrations stuck in the back office
Prepaid↔postpaid moves required coordinated changes across billing and network: days of effort, frequent fallout.
05Issue
Franchises operating offline
Franchise stores had no system access, so onboarding, activations and recharges ran on paper forms and phone calls to headquarters.
06Issue
Capacity ceiling
Every interaction being manual capped how many customers the operator could serve, and how fast the franchise network could grow.
02
The Solution
A Unified Care & Franchise Portal
A single web portal now fronts the entire prepaid ecosystem for everyone who faces a customer. Behind each button, the platform orchestrates the underlying billing, HLR, HSS, VoLTE and number-management systems, so one click lands consistently everywhere.
Governance
Governance across every action: role-based access per persona (agent, supervisor, franchisee), verification gates on sensitive operations like SIM swap, and a full audit trail of every action against every customer.
01
Customer 360°
Device, active plans, balances, recharge and SMS history and open issues: the whole customer on one screen at call pickup.
02
Service Management
Activation, call forwarding, barring and service toggles executed across the underlying systems from the portal, with no console access needed.
03
Plans & Recharges
Browse, assign and change plans; process recharges and resolve failed-recharge complaints with full transaction visibility.
04
SIM Swap & Replacement
A guided, verified flow that updates every prepaid system atomically, in minutes instead of hours, with identity checks built in.
05
Prepaid ↔ Postpaid
Migration in either direction from the portal, with billing and network changes orchestrated as one governed transaction.
06
Franchise Enablement
Franchise logins with scoped permissions: customer onboarding, activations, plan sales and recharges done in-store, not via HQ.
Every action lands everywhere
When an agent activates a service, swaps a SIM or migrates a plan, the platform fans the change out to billing, HLR, HSS, MTAS, ENUM and UDC in the right order, transactionally. The front line never needs to know which systems exist behind the button, and customers never end up half-changed.
Franchises as a growth engine
With scoped portal access, franchise stores across the islands onboard customers, activate plans and process recharges the moment the customer walks in, with no paperwork routed to headquarters. The operator expanded its serving footprint without expanding its back office.
03
In Depth
Built for a Distributed, Multi-Island Front Line
The same platform serves two very different front lines: the operator's care desk, resolving anything on the first call, and a nationwide franchise network selling and serving at the counter, each with exactly the capabilities their role allows.
Care Desk · First-Call Resolution
Agents Who Can Actually Fix It
Context at pickup. The full customer picture (device, plans, balance, recharge and SMS history) loads before the agent says hello.
Resolve, not escalate. Recharge issues, service toggles, call forwarding, plan changes and SIM swaps completed inside the call, not ticketed to engineering.
Guided, verified sensitive flows. SIM swap and replacement enforce identity verification steps before any system is touched: consistency by design, not by memory.
Migrations while the customer waits. Prepaid↔postpaid handled as a portal workflow instead of a multi-day back-office coordination.
Every action audited. Who did what, to which customer, when, and what changed in which system, in one trace per interaction.
Franchise Network · Nationwide
Full Service at Every Counter
In-store onboarding. New customers registered, verified and activated at the franchise counter, with live service before they leave the store.
Plan sales & recharges. Franchises sell and provision plans and process recharges directly, with transactions settled and reported per store.
Scoped by role. Each franchise sees and does only what its agreement allows, with permissions enforced by the platform, not by trust.
Consistent across islands. A customer gets the same workflows and the same service in a family-island store as at the flagship location.
HQ oversight built in. Central teams monitor franchise activity, volumes and exceptions in real time across the whole network.
04
The Impact
Customer-facing operations stopped being limited by how many systems a person could juggle. Calls got shorter, first-call resolution went up, franchises became a genuine sales channel, and the operator now serves far more customers with the same organisation.

The operator went from having no care portal at all to a single front office where an agent, or a franchise on a far island, can onboard, recharge, swap a SIM or migrate a customer in one governed flow that lands correctly in every underlying system.
Give your front line one portal for everything
Customer 360°, service management, SIM swap, migrations and franchise enablement: one governed interface orchestrating your entire prepaid ecosystem behind the scenes.
Every prepaid activation touched half a dozen independent systems, each provisioned by hand by the few engineers who knew every console. One request in one UI now orchestrates all of them, transactionally.
A network of hundreds of thousands of sites generating ~1.25 crore alarms a day, handled by static correlation rules and manual RCA. Six coordinated AI capabilities turned that flood into unique actionable incidents, without a single byte leaving the operator's estate.
Thousands of change requests a month across hundreds of change categories, assessed by checklist and delivered by hand. Seven coordinated flows turn each CR into a risk-scored, simulation-backed, auditable operational outcome.
Customer identity withheld by request and referred to throughout as a "leading national mobile operator in the Caribbean, part of a major regional telecom group." Improvement figures are indicative estimates reflecting the observed and expected outcomes of the care and franchise portal deployment; exact results vary by interaction mix, channel adoption and rollout phase. Internal system and integration specifics are intentionally generalised.
